This course is for staff and managers who handle complaints, service recovery and other difficult service situations. These situations rarely follow a script: facts may be incomplete, emotions may be heightened, and the appropriate response may depend on organisational constraints or limits of authority.

Participants learn to analyse the situation before responding, use GenAI to develop and test a clear and empathetic response, and adapt that response when new information emerges. They also learn to check facts, privacy, commitments and next steps before deciding whether a response may be issued, requires approval or should be escalated.

Current Needs

A polite template is not enough when a service situation is sensitive, unclear or changing. Staff must balance the customer’s concerns with accurate information, realistic action and organisational limits.

  • One response does not fit every case. Standard wording may not suit the facts, emotions or needs involved.
  • Empathy may lack action. A response can sound caring while leaving the customer unsure about what will happen next.
  • Important details may be missed. Facts, constraints, privacy concerns or commitments can be overlooked under pressure.
  • Authority may be unclear. Staff may not know what they can decide and what requires approval or escalation.
  • Responses may become inconsistent. Explanations and commitments may vary between staff or change as a case develops.

What You Will Achieve

By the end of the course, participants will be able to:

  • Analyse a difficult service situation by distinguishing the relevant facts, customer concerns, underlying needs, organisational constraints and limits of authority.
  • Develop, test and refine prompts by comparing response outputs against the available facts, customer needs and organisational requirements.
  • Adapt a GenAI-supported response when facts, customer needs, communication channels or organisational circumstances change.
  • Evaluate a proposed response for clarity, empathy, accuracy, privacy, commitments and next steps in accordance with applicable organisational AI governance requirements, and decide whether it may be issued, requires approval or should be escalated.

Training Approach

Participants practice response methods across several related service situations. As the facts, customer needs, channel and organisational constraints change, participants can see why a suitable response requires judgement rather than a fixed template.

Short demonstrations are followed by analysis, drafting, prompt testing and a progressive simulation. Participants receive frequent opportunities to compare responses, explain their decisions and improve their work before the individual assessment.

  • Authentic service context. Cases reflect the uncertainty, emotional concerns and authority limits that make service responses difficult.
  • Facilitated modelling. The trainer shows how to move from situation analysis to a structured prompt, response and review decision.
  • Guided practice. Participants draft and test several outputs instead of accepting the first GenAI response.
  • Simulation and feedback. Staged updates and paired role-play allow participants to adapt their response and receive feedback in a low-risk setting.
  • Assessment and transfer. Each participant completes an individual practical assessment involving case analysis, prompt and response development, adaptation and a final issue/approval/escalation decision.

The central practice is not automated reply writing. Participants use GenAI to support better human judgement while keeping responsibility for the final response with the appropriate person.

Module 1: Analysing Difficult Service Situations

  • Separate the known facts from assumptions and emotional reactions and identify the customer’s main concern and needs.
  • Identify relevant constraints, authority limits and information that must be checked before responding.
  • Practise analysing a realistic service case using a simple structure.

Module 2: Developing Clear and Empathetic Responses

  • Structure a clear and empathetic response without inventing facts or making unauthorised commitments.
  • Give GenAI the relevant facts, customer needs, tone and organisational constraints.
  • Draft, test, compare and refine response outputs through guided practice.

Module 3: Adapting Responses as Circumstances Change

  • Identify what has changed and what remains valid in the original response.
  • Adapt the explanation, boundaries and next steps while maintaining consistency.
  • Practise revising responses through a staged service simulation and record the reasons for key changes.

Module 4: Reviewing, Approving and Escalating Responses

  • Check the response for facts, clarity, empathy, privacy, commitments and next steps.
  • Apply organisational AI governance requirements and maintain human accountability.
  • Practise deciding whether to issue, revise, seek approval or escalate the response.
